Manajemen Pelayanan Pelanggan

Sering kali banyak bisnis di Tanah Seberang gulung tikar karena produknya tidak bisa memenuhi kebutuhan dan keinginan pelangan, kalah bersaing atau perubahan lingkungan ekonomi makro. Walaupun demikian banyak juga yang bertahan dan terus berkembang. Mengapa demikian? Salah satu jawabannya terletak pada keunggulan penerapan customer service nanagement atau manajemen pelayanan pelanggan seperti yang diterapkan di Disney’s California Advanture Park (DCA).
Beberapa waktu yang lalu, saya menyempatkan diri berkunjung ke DCA di bawah pimpinan Chief Executive Officer, Robert Iger. Apa yang saya temukan?
Dari sistem flow kerja, sikap dan response karyawan mereka terhadap pelanggan, paling tidak tercermin empat hal yang superior dan patut dikagumi, yaitu: efisiansi, kualitas, inovasi, dan response terhadap pelanggan. Superioritas ini merupakan dasar yang memperkuat penerapakan manajemen pelayanan pelanggan dan menjadi modal utama DCA untuk tetap mampu bersaing dan membuat mereka berani menarik bayaran yang cukup tinggi untuk pelanggannya.
Kasus penerapakan manajemen pelayanan pelanggan di DCA menjadi signifikan untuk didiskusikan terutama bila dilihat bagaimana struggle-nya ketika mereka memulai taman ini.
DCA yang selalu mengumandangkan slogan “journey to the new worlds, soar to new heights, fulfill your screams, illuminate your dreams dan leap into imagination” dikategorikan debagai amusement park atau theme park. Amusement park atau theme park (taman hiburan) adalah istilah jenerik untuk sekumpulan rides dan atraksi yang diracik sedemikian rupa untuk menghibur sejumlah besar pengunjung.
DCA yang belokasi di kota Anaheim dekat LA, California, berseberangan dengan Disneyland Park lama diresmikan pada 8 February 2001 di bawah Walt Disney Co. yang mulai beroperasi sejak 1955. DCA yang dibangun di atas tanah seluas 55-acre (220,000 m2) merupakan perluasan dari Disneyland area dan hotel-hotelnya dijadikan Disneyland Resort.
DCA terdiri dari lima area yang dimaksudkan untuk meniru dan mewakili berbagai aspek negara bagian California, termasuk kultur, landmark dan sejarah. Idenya, daripada mengujungi landmark Kalifornia secara terpisah, seperti ke Yosimite, San Francisco dan Hollywood, lebih mudah ke DCA yang hanya di satu tempat.
Seperti disinggung sebelumnya, taman hiburan ini mendapat tantangan yang berat. Apa yang dipridiksikan oleh Los Angeles Times, January 14, 2001 yang berjudul “The most Jam-Packed Theme Park on Earth?” menyatakan “Senior Disney officials acknowledge that there will be days when California Adventure will have to turn patrons away, particularly in the first weeks after the park opens, during spring break and again in the summer” pada kenyataannya, jumlah pengunjungnya jauh dari yang diharapakan.
Hal ini dikarenakan antara lain berita mulut pengunjung yang menyatakan kurangnya atraksi yang sekaliber Disney, di area Hollywood Pictures Backlot kurang tersedia restoran, toko dan atraksi. Taman ini juga kekurangan akan rides untuk anak-anak dan dikeritik adanya pengulangan tema dengan taman yang lama Disneyland Park yang berlokasi di seberangnya.
Walaupun adanya kritikan ini, ternyata setiap tahun pengunjungnya bertambah dan taman ini tetap menikmati keuntungan. Hal ini antara lain karena penyempurnaan yang dilakukan berdasarkan keempat faktor superioritas. Sebelum kita lihat penyempurnaan yang dilakukan dari dalam, mari kita ikuti pengalaman kunjungan saya yang juga mencerminkan penerapan keempat seperioritas ini.
Begitu mobil yang saya kendarai keluar dari jalan tol, telah terlihat tanda pentunjuk jalan dan tempat yang jelas dan mudah dibaca. Sesampainya di gedung parkir, keefisiansinya telah terlihat, di mana pengaturan parkir dilakukan sedemikian rupa sehingga semua tempat parkir dipenuhi mobil secara otomatis dan bertahap.
Begitu juga di tempat pengantrian kereta gandeng ke lokasi dan 18 loket penjualan karcis. Ternyata harga tiket untuk satu hari dari pukul 10:00 pagi – 9:00 malam seorang dewasa sebesar $66 tidak mengurangi jumlah pengantri.
Di dalam lokasi, hal yang paling menonjol, selain semua pertunjukkan yang banyak melibatkan peserta baik anak-anak maupun dewasa, adalah kebersihannya. Saya sempat menayakan kepada seorang karyawan yang sedang menyapu, “How often do you clean this area.” Dia menjawab sambil tersenyum ramah, “Every 5 minutes.” Selain itu juga terdapat tong-tong sampah dengan jarak kurang dari 15 langkah. Hal ini menujukan kualitas lingkungan yang bersih.
Semua fasilitas dipertimbangkan untuk pelanggan yang beragam, seperti toilet dan tempat cuci juga dirancang khusus untuk anak kecil dan orang cacat. Hiburan juga ditujukan untuk orang dewasa antara lain tersedianya restoran yang menyediakan minuman alkohol, seperti anggur dan margarita.
Selain itu, DCA juga mendengarkan kritikan publik. Mereka membongkar beberapa peralatan yang bernilai ratusan jutaan dollar, menggantikan dan menambahkannya dengan yang lebih canggih dan bernilai sampai miliaran dollar. Seperti penambahan A Bug’s Land dan The Twilight Zone Tower of Terror di Hollywood Pictures Backlot. Mereka juga mengadakan promosi seperti, “Pay for Disneyland, get Disney’s California Adventure for free!” untuk 9 bulan. Mulai tahun 2008, taman ini sedang mengadakan renovasi dan akan memakan dana sebesar $1,1 miliar.
Usaha ini menghasilkan 4 faktor superioritas dan meningkatkan keunggulan manajemen pelayanan pelanggan yang pada akhirnya meningkatkan pendapatannya. Pada 2003, taman ini mengalami kenaikan 13% pengunjung, satu-satunya taman hiburan di AS yang naik dua dijit. Tahun 2004, naik 6% dengan 5,6 juta pengunjung. Pada tahun 2005, pengunjungnya mencapai hampir mencapai 6 juta dan menduduki tempat ke-7 di Amerika Utara dan ke-12 di dunia. Pada fiscal 2006, mereka mengantongi hampir 30% dari dari total revenue perusahaan senilai $34 miliar dan dilaporkan 30% pertumbuhan operating income. Bisa dibayangkan berapa besarnya revenue taman ini setelah selesai renovasi yang bernilai $1,1 miliar pada tahun 2012?
